Operators need to take a new approach to customer relationship management, whereby all customer interactions are performed in the context of the customer’s end-to-end experience.

Research shows that up to 73 percent of telecoms operators’ churning customers defect owing to poor customer service.

At a time when competition is intensifying in most telecommunications markets and operators are searching for ways to differentiate other than on price, poor customer service should not be an operator’s principal differentiation factor. On the contrary, operators should be able to positively differentiate on customer service.

The ability to transform customer relationship management (CRM) – and in particular, customer care – into a positive differentiator is therefore highly valuable to operators. Indeed, according to Ericsson ConsumerLab, 55 percent of customers would be prepared to pay a premium for superior service.

In order for operators to offer this superior service, a fundamentally new approach to CRM is needed, whereby sales, marketing and customer care are performed within the context of the experience the customer – whether good or bad.

This requires a "three-dimensional" view of the customer built on insights into their end-to-end experience, including purchase, billing, seeking support, use of the network and device, and even dunning.

To gain this full view of the customer, operators must exploit all the customer-experience data assets within their network – OSS, BSS and CRM – and make it seamlessly available in an intuitive IT environment. Only then can they have the information tools they require to proactively meet customer needs, build loyalty and reduce costs.

Ericsson Charging and Billing in One (CBIO) system will provide Korek’s subscribers with pro-activity, personalization, control and service quality.

Korek, the fastest growing mobile operator in Iraq, has selected Ericsson to provide CBIO as their new convergent charging and billing platform. The project will consolidate and modernize Korek’s existing revenue management solutions and provide a convergent system for all its subscribers featuring various kinds of services such as real-time rating for all, personalized segmentation for advanced pricing, discount and promotion handling.

Through the agreement, Ericsson will manage the planning, design and integration of the full solution and the migration of service offerings and subscribers into Korek’s existing infrastructure which will enable its postpaid and prepaid mobile subscribers to enjoy benefits such as flexible tariffs and full control of costs as well as bonuses and awards. The deployment of the project will also enable Korek to offer seamless telecommunication services across all end-user segments.

"As a telecom operator, our aim is to always provide our subscribers with services and solutions that will enhance their experience," said Sirwan Mustafa, chairman and founder of Korek telecom. "At Korek, we understand that everything from device, through the network via the support systems including our operations, all this decides our users’ experience. With Ericsson’s expertise and cutting-edge technologies, we are confident that our customers will be provided with world-class services, Mustafa also noted that Korek will be the first operator implementing such a live system in the North Middle East Region".

After the completion of the project, Korek will have a single revenue management system for all its subscribers and services which will include features such as discount and promotion handling, real-time rating, segmentation and pricing and promotions.

"Ericsson is the market leader in the real-time charging solutions domain," said Tarek Saadi, President Ericsson North Middle East Unit. "Korek’s decision to continuously upgrade their network and introduce new services to their customers reflects their commitment to enhance the country’s telecommunications sector. Ericsson also shares this vision of commitment and hopes to continue to support Korek in achieving this goal."

Ericsson has provided operators with real-time charging capabilities since 1996 and now serves more than 2 billion subscriptions with more than 185 operators using the Charging System. The company’s relationship with Korek goes a long way back as they have previously worked closely to deploy a billing post-paid system for Korek customers and also prepared the operator’s network for new technologies.

IPv6 is a reality. Network technologies, services and support systems are ready for it, with IPv6 device support widely available and operators already deploying IPv6 in their networks.

As operators of mobile and fixed networks prepare for the emerging Networked Society, they face unprecedented challenges of scale and complexity. The fourth generation IP network will be driven by mobility, video, the cloud and, above all, by billions of connected devices.

Services running the next version of IP – version 6 – are already being offered to users from major providers. Yet to reach these IPv6-based services, devices and underlying networks must be IPv6-capable. The greater addressing capacity of IPv6 networks represents a potential source of increased revenue and reduced opex for the operators that can find a way to exploit the enhanced capabilities of IPv6 compared with IPv4 addressing.

Migrating underlying networks to IPv6 is key to attaining scale, operational simplicity, and the capacity to monetize new services and revenue opportunities. Network planners must include mechanisms for local coexistence between both IPv6 and IPv4 infrastructure, plus the continued interworking of both of these with the rest of the internet, including new IPv6 only networks.

Deploying IPv6 impacts everything; the network, the host stacks, the applications, operational systems, processes and staff. In the network, it will not be only IP routers that need IPv6 functionality but also network-based systems such as mobility support, load balancing, firewalling, or intrusion detection.

It is important to identify the business drivers for adopting IPv6 in each part of the network. It is necessary to create a phased migration strategy for: end users; external service providers; internal service and provisioning systems and transport networks; and internal operations and business support systems (OSS/BSS) networks.

Good customer experience management is more than CRM. A lot more.

Many companies address customer experience management (CEM) through CRM. But CRM strategies are designed to focus on product, price and processes rather than customer needs. The result is often a mismatch between what you believe are customer expectations and what the customer really wants.

To truly drive CEM, operations and business processes must focus on the needs of individual customers and be based on sound data collection and analysis. That means you need easy and efficient access to all data sources across the customer network, OSS & BSS, to form a foundation for outstanding experience analysis.

Our CEM mission is to ensure that operators have the tools and processes to extract, expose and analyze real time data throughout any customer implementation, so that the customer experience continually improves all the way through the customer lifecycle. This way, you not only improve customer intimacy, you also build brand loyalty and advocacy, create innovation, and drive opportunities across industries.

Today it was recognized when the company was named a Leader in the latest Magic Quadrant in Operations Support Systems report by leading industry analyst firm Gartner. Ericsson was also acknowledged as the overall OSS worldwide market-share leader in terms of revenue for 2011 (Market Share Analysis: Telecom Operations Management Systems (BSS, OSS and SDP), Worldwide, 2010-2011).

The report evaluates the capabilities of end-to-end vendors in the global market for OSS service assurance and fulfillment.

Per Borgklint, Head of Ericsson's Business Unit Support Solutions, says: "We focused our product strategy on acquiring the planning, inventory and offer-management tools to reinforce our No. 1 market-share position in Telecom Operations Management System and deliver leading OSS solutions to our customers. We are very proud of being named as a Leader in Gartner's OSS Magic Quadrant and what we believe it reflects: our ability to help our customers respond rapidly to changing consumer demands, and the need for increased efficiency and innovation in service and network operations."

In an OSS context, these areas of strength enable Ericsson to leverage its vital insights into service providers' operations and to address their pain points holistically across their network, IT infrastructure and services, and related business processes. According to Borgklint, Ericsson helps address a primary problem for operators: managing a frequently complex mix of hardware and software technologies to deliver a simple, consistent and high-quality user experience.

Through Ericsson's global consulting and systems integration engagements, Ericsson offers business transformation consultancy services and systems integration of end-to-end solutions for service providers that include OSS, BSS, next-generation Service Delivery Platforms, and Interconnection Solutions and IT modernizations. Ericsson's combination of services capabilities with a broad and comprehensive software portfolio helps enable its customers to transform their operations and IT environments to improve the user experience, increase efficiency and enable service innovation.

About the Magic Quadrant

Gartner does not endorse any vendor, product or service depicted in its research publications, and does not advise technology users to select only those vendors with the highest ratings.
Author

Peter Briscoe

Historically, the primary focus for BSS platforms has been the commercial side of delivering services, whereas the focus for OSS platforms has been on the technical control of services. The emergence of internet-based services, driven by greater personalization and end-to-end user control, is bringing about the merger of these two kinds of platforms. The walls between the front and back offices are being torn down, bringing some operator benefits but also adding some degree of complexity.

Based on current market drivers, telecommunication services are expected to shift from a model characterized by long service durations with standard quality levels and prices to a new model featuring short service durations and variable prices that require real-time service management.

In the newer model, the price of a service will be determined through a dynamic combination of duration, lead time, and service content or type, where external identifiers will play a greater role in the authentication and management of service behaviors.

If the market trends continue as forecasted, all internal systems including OSS and BSS will need to be aligned to the new model, to accommodate an end-to-end perspective and to support greater data sharing beyond the boundaries of existing systems.

The integration of the Telcordia organization into the Ericsson group (NASDAQ: ERIC) has now been completed. In conjunction with this, the Ericsson brand will be activated for the Operations Solutions (OS) and Service Delivery Solutions (SDS) portfolios. The ICS portfolio will remain under the Telcordia brand.

Telcordia, a global leader in the development of mobile, broadband and enterprise communications software and services, was acquired by Ericsson in January 2012 to strengthen its position in OSS and BSS.

OSS/BSS is a growing market driven by the demand for business efficiency, innovation and high quality user experience. This integration underscores Ericsson’s commitment to provide customers with world-leading, innovative solutions for diverse customer challenges, processes and technologies.

"As we go to market under a unified Ericsson brand, we will further strengthen our leadership position in the OSS/BSS market," said Per Borgklint, Head of Business Unit Support Solutions.

The integration of Telcordia reaches a milestone today as the company changes its name and adopts the Ericsson brand.

"The world’s leading operations and business support systems (OSS/BSS) are now gathered in one company," says Stefan Hedelius, Head of Marketing and Communications at Ericsson.

Ericsson acquired Telcordia in January 2012 to strengthen its position in OSS/BSS, a market that was estimated to be worth USD 47.2 billion in 2011*. The integration underscores Ericsson’s commitment to support customers in this area with world-leading, innovative solutions and services.

"With Telcordia under our helm, we can provide our customers with a broader OSS/BSS software portfolio and a larger set of capabilities, covering everything from software, network and system integration to managed services," Hedelius says.

The Ericsson brand will be applied to Telcordia products and solutions, some of them with new names. The brand will also be changed in all communication and marketing material, and the Telcordia website will be redirected to ericsson.com. It will otherwise be business as usual for Telcordia employees and the company’s customers.

"OSS/BSS is one of Ericsson’s three main focus areas," Hedelius says. "We are investing in the software business, and the acquisition of Telcordia is one cornerstone in our strategy. This should give our customers the confidence that we are here to stay and support them in the long run."

Ericsson’s commitment to OSS/BSS was recently confirmed in a report published by industry analyst firm Gartner. According to the report, Market Share Analysis: Telecom Operations Management Systems (BSS, OSS and SDP), Worldwide, 2010-2011, Ericsson is well positioned to become the world’s leading provider of OSS/BSS and next-generation Service Delivery Platforms (SDP) solutions and services in 2012.

Report reveals what people consider the most important factors in their relationships with operators

Efficiency in service and support, loyalty-building initiatives, and transparency in billing and payment are among the most critical factors for consumers

Career-minded consumers are most concerned with billing and payment, while young professionals want customized suggestions based on their usage patterns

A new report from Ericsson ConsumerLab, The optimal consumer experience, reveals that consumers judge operators according to their standards of service and support, loyalty-building initiatives, and billing and payment services.

Cecilia Atterwall, Head of ConsumerLab, says: "This report shows that consumers’ expectations of operators will increase, opening up the potential for new types of services that build on individual needs."

The report also reveals that different types of people have different needs.

For older, more senior and less tech-savvy people, the initial purchase process is the deciding factor in the consumer experience.
Career-minded consumers, meanwhile, are most concerned with billing and payments. They expect the billing process to be transparent – regarding the financial aspects of their accounts – with no excessive, unexpected or hidden fees.

Young professionals are attracted to loyalty-building initiatives such as proactive suggestions to switch to a service plan that matches their usage patterns.

For parents, the billing process is the most important factor. Since they want to be in control, parents want to be able to monitor both their own usage and that of their children – either online or via an app.

Stefan Hedelius, Head of Marketing and Communications for Business Unit Support Solutions, says: "This study highlights several unmet consumer needs that can be addressed with the right OSS and BSS capabilities. For operators, there is a great opportunity to meet the demands and expectations on consumer experience and to capture the revenue potential."

In order to fully understand the consumer experience, Ericsson ConsumerLab interviewed nearly 3,000 people from the US, Brazil and Russia. In this way, ConsumerLab was able to gather unique findings that make it possible to measure consumer satisfaction and identify areas in which improvements can be made in order to optimize the consumer experience.

Figure: Importance level of the five touch point areas

ConsumerLab found that the leading reason for a consumer to contact an operator is to either upgrade or downgrade a service plan. Sixty-one percent of the interviewees had contacted their operators in the past six months for this reason. Meanwhile, 58 percent had contacted their operators to resolve a technical service or support problem, and 51 percent because they wanted more information about new services or products.

Interesting quotes from interviewees

"I got charged USD 10 for something. My mom was freaking out. I had to pay it. It wasn’t fair."

College student, Chicago

"I was disappointed when the trial price period changed without any notice and the rates went up. They’re poor at explaining prices, services, and options."

Young professional, Chicago

"I need a cellphone plan for my 15-year-old daughter who does texting but not much calling. I need more options. I’m paying for more than what I need. I need a customized plan but that doesn’t exist."

Parent, Chicago

Ericsson has inaugurated its new global network operations center (GNOC) in Mexico City to meet increasing worldwide demand for managed services

The new center meets the market demand for synergies between services and technology, as well as operations capabilities

Strengthening Ericsson´s footprint in Latin America, building up LTE competence

With the rising demands on managed services to achieve cost efficiency and the highest service quality, operators around the world are increasingly realizing the value of delegating managed services to specialized companies like Ericsson (NASDAQ: ERIC) so they can focus more on their business and subscribers. To continue to serve its clients with high quality and cost effective services both globally and locally, Ericsson has inaugurated its fourth Global Network Operations Center today to boost its existing Global Service Center (GSC) in Mexico with ICT capacity and strengthen the services and technology leadership.

The new facility, called Ericsson Tecnoparque in Mexico City houses highly skilled ICT and services professionals.

The existing GSC in Mexico operates and delivers remotely and serves operators and service providers mainly in North and Latin America. It is also building up LTE competence to cater for the growing demand of LTE in Latin America. By introducing the new Global Network Operations Center, Ericsson is expanding its operations capabilities in the region.

Orvar Hurtig, Head of Service Delivery, Ericsson says: "More and more, operators are asking for a partner that can take a true end-to-end approach for their networks. They also need help to keep costs down while launching new and attractive services. With this new center, we’re investing in more ICT capabilities to meet these new demands for remote service delivery."

Delegating their non-core activities to specialized companies like Ericsson, for whom these activities are its core business, enables operators to concentrate on their subscribers, customer sales and marketing activities. The result for the operator is improved quality and reduced costs. The Global Network Operations Center holds a multi-disciplinary team with capacity to serve multiple platforms with multiple customers and technologies, employing several hundred bilingual professionals from various disciplines and specializations, which are highly trained on advanced tools for network management and customer service.

Humberto Rezende, Head of Ericsson Global Services Center Mexico, says: "We are committed to provide high quality services to our customers, no matter where they are. With this new facility we will be able to even better server our customers in the Americas and globally. Ericsson is committed to nurture local talent and drive development of telecommunications in the region."

Ericsson currently provides support for networks with more than 2 billion subscribers, and is managing networks for more than 900 million subscribers worldwide.

At present, Ericsson has four Global Services Centers, each connected to a Global Network Operations Centers, in Mexico, India, Romania, and in China. By centralizing the delivery personnel to these centers, Ericsson’s mission is to achieve quality, productivity and cost efficiency in its service offerings. The centers support global and regional demand by providing expertise and scale in a wide range of services, such as consultancy, integration, network operations and support.

U Mobile to transform its business support systems into an industrialized, real-time converged environment

This transformation will enable U Mobile to become the first operator in Malaysia to offer complete converged packages

Five-year managed services contract with Ericsson will ensure smooth operations and allow subscribers to enjoy maximum benefit from the new solution

U Mobile Sdn Bhd, a Malaysian telecom service provider, today announced that it has signed a five-year business support systems (BSS) transformation and managed services contract with Ericsson (NASDAQ: ERIC). Under the terms of the agreement, U Mobile's complete BSS architecture will be transformed into a real-time convergent environment.

The five-year managed services contract will allow U Mobile to focus its efforts on product development and at the same time have clearer visibility and more control over capital and operating expense. Upon completion of the transformation, U Mobile will become the first Malaysian operator to offer full-fledged convergent support to its subscribers. U Mobile will also be in a position to offer its customers more innovative services.

The convergent charging solution, based on Ericsson's Charging System and BSCS iX, will be deployed and integrated with the existing U Mobile infrastructure. Leveraging on the new BSS, U Mobile will expand its unique services - such as real-time promotions and notifications, product and services cross bundling, real-time cost control for postpaid subscriptions, subscriber personalization and flexible mobile wallets - which will become the key differentiators for U Mobile in the Malaysian market.

More than 1 million U Mobile prepaid, postpaid and hybrid customers will soon be migrated onto the new platform. By then, customers will be empowered to pick and choose what interests them the most and, at the same time, U Mobile will be able to design and offer promotions and campaigns in real time and in accordance with subscribers' interests.

Kaizad Heerjee, U Mobile CEO, says: "We are delighted to partner with Ericsson. With their expertise in delivering complex transformation projects and convergent-ready architecture, U Mobile will realize a complete standardization and modernization of billing architecture that will ultimately allow us to offer our subscribers more personalized products and, therefore, a higher quality of user experience."

Janne Laitala, Head of Ericsson Malaysia and Sri Lanka, says: "We are pleased to be U Mobile's transformation partner in bringing fully converged business and customer support to its subscribers. U Mobile customers should look forward to new and unique offerings, and an even better customer service experience."

Ericsson will be responsible for business process consulting, competence development, solution design, deployment and systems integration of the convergent billing solution, as well as managed services.

Notes to editors:

Our multimedia content is available at the broadcast room: www.ericsson.com/broadcast_room

Ericsson Consulting and Systems Integration

Worldwide, Ericsson delivers more than 1,300 consulting and systems integration projects every year in multi-vendor and multi-technology environments to telecom operators, governments, utilities and transport organizations.

Consolidates position as a leading player in operations support systems/business support systems (OSS/BSS) market with key position in service fulfilment, assurance, network optimization and real-time charging

Accretive to Ericsson earnings per share within 12 months

Ericsson (NASDAQ:ERIC) has today completed the acquisition of Telcordia, a global leader in the development of mobile, broadband and enterprise communications software and services, for USD 1.15 billion in an all cash transaction, on a cash and debt-free basis. Telcordia is now part of the Ericsson Group and its approximately 2,600 skilled employees have joined Ericsson.

Today's closing follows the announcement on June 14, 2011, that Ericsson had entered into a merger agreement with Providence Equity Partners, LLC and Warburg Pincus to acquire 100 percent of the shares of Telcordia.

Per Borgklint, Head of Ericsson's business unit Multimedia, says: "The addition of Telcordia's skilled people and knowledge, a good multi vendor product portfolio and an important customer base in North America, complement Ericsson's already established position in the OSS/BSS space.

"OSS and BSS are key to drive the customer experience and serve as the engine to monetizing traffic, offerings and products that operators sell. All in all, these systems are crucial to create the experience users expect in a cost efficient manner."

The combination of the two companies creates the leader in service fulfilment, service assurance and network optimization and gives Ericsson a leading position in real-time charging and significant capabilities to support operators end to end. The combination will address the needs of Communications Service Providers to deliver mobile broadband and operational transformation to their subscribers.

The OSS/BSS is a growing market driven by the demand for business efficiency, innovation and high quality user experience. In 2010, the market for software and systems integration was valued at about USD 35 billion and is expected to show a compound annual growth rate between 6-8 percent between 2010 and 2013. In addition, there is an attractive market for outsourced and hosted OSS and BSS managed services, growing in the same range.

Telcordia is headquartered in Piscataway, New Jersey, and generated revenues of USD 739 million during the last fiscal year ended January 31, 2011. Telcordia will be managed by Ericsson's business unit Multimedia but sales and margins will be shared between Multimedia and Services depending on portfolio mix.

Notes to editors:

Press release from June 14, 2011 - Ericsson to acquire Telcordia:

http://www.ericsson.com/news/1523267

Picture of Per Borgklint:

www.ericsson.com/thecompany/press/photolibrary/management

Our multimedia content is available at the broadcast room: www.ericsson.com/broadcast_room

Ericsson is the world's leading provider of technology and services to telecom operators.
